In traditional enterprise contact centres, quality teams manually inspect between 1% and 2% of customer interactions. Supervisors listen to 3 to 5 randomly selected calls per agent each month, assigning scores on subjective spreadsheet scorecards.
This 2% sampling model creates severe operational vulnerabilities. First, high-risk compliance failures—such as missed mandatory disclaimers, unmasked credit card digits, or improper identity verification—occur within the uninspected 98% of interactions, completely invisible until a regulator audits or a customer escalates.
Second, sample sizes are far too tiny to be statistically valid for agent performance reviews. A representative scored on 4 difficult calls might receive an artificially low rating, while another agent dealing with trivial interactions receives top marks, skewing incentive compensation and team morale.
